Why replying matters

Google says responding to reviews shows customers you value their feedback, and future customers read your reply more closely than the complaint. A calm, specific reply often matters more than the star rating itself.

The 5-step reply framework

  1. Thank them by name. Show you read it.
  2. Acknowledge the specific issue. Don't argue facts in public.
  3. Apologize for the experience, not necessarily for fault.
  4. Say what you're changing or already changed.
  5. Move it offline with a direct phone or email, signed by a real person.

Example: slow service (restaurant)

Hi Dana, thank you for telling us. A 45-minute wait for entrées on Saturday isn't the experience we want for anyone, and I'm sorry. We've added a second line cook on weekend nights. I'd love to make it right; please reach me directly at (555) 555-0100. — Maria, owner

Example: billing surprise (dentist / auto / HVAC)

Hi Tom, I'm sorry the final invoice was higher than the estimate you expected. That should have been explained before any extra work began. I've reviewed your visit and want to walk through it with you personally; call me at (555) 555-0100. — Alan, owner
